팬데믹 시대 호텔 경험 속성이 고객 만족과 재방문의도에 미치는 영향: MZ세대의 라이프타일의 조절 효과를 중심으로 (The effect of hotel experiential attributes on customer satisfaction and revisit intention in the pandemic era: focusing on the moderating effect of MZ generation lifestyle)

본 연구의 목적은 팬데믹 시대에 MZ세대들이 지각하는 호텔 경험 속성의 요인들이 고객 만족과 재방문의도에 어떠한 영향을미치는지를 파악하고, 고객 만족이 재방문의도에 미치는 영향에서 MZ세대의 라이프스타일의 조절 효과를 분석하여 호텔기업경영의 우선순위왿� 집중화전략을 설정하는데 유용한 시사점을 제안하는 것이다. 본 연구에서는 최근 3년간 국내 특급호텔 이용경험이 있는 MZ세대를 대상으로 총 234부를 사용하여 이론적으로 설정된 연구 가설을 검증하였다. 본 연구의 결과는 다음과 같다. 첫째, 호텔 경험 속성 중 서비스, 편리성, 매력성은 고객 만족에 유의한 정(+)의 영향을 미치는 것으로 나타났다. 이러한 결과는 MZ세대가 호텔 선택 시, 가격보다 서비스, 편리성, 매력성을 우선하여 고려하는 것을 의미한다. 둘째, 고객 만족은 재방문의도에 유의한 정(+)의 영향을 미친다고 분석되었다. 셋째, 고객 만족과 재방문의도 간에서 조절 변수인 MZ 라이프스타일은 기각되었으나 사교 친화형의 라이프스타일은 유의한 조절 효과가 나타났다. 즉, 사교 친화형 라이프스타일 소비자의 경우 고객 만족에 의한 재방문의도가 더 높아지는 것으로 분석되었다. 이처럼 라이프스타일의 유의하지 않은 조절 효과는 트랜드에 민감하고다양성을 추구하는 MZ세대를 기존의 라이프스타일의 유형만으로는 그들의 소비 행동 판단하기는 어렵다는 것을 의미한다. 본연구는 결론을 통해 고객 맞춤형 서비스를 최우선으로 특화된 서비스 상품개발에 기업역량의 집중을 통한 지속 가능한 발전을위한 시사점을 제안하였다.

This study aims to suggest implications for hotels to establish marketing strategies and those priorities by exploring the influences of hotel experiential attributes perceived by the MZ generation on customer satisfaction and revisit intention in the pandemic era as well as the moderation effect of the MZ generation's lifestyle in the relationship between customer satisfaction and revisit intention. A total of 234 valid data obtained from the MZ generation who have experienced luxury hotels in South Korea for the last three years was used to examine the hypotheses. The findings of this study are as follows. First, among hotel experiential attributes, service, convenience, and attractiveness were found to have significant and positive effects on customer satisfaction. Such findings indicate that the MZ generation prioritizes service, convenience, and attractiveness rather than price when choosing a hotel. Second, customer satisfaction was verified to significantly and positively affect revisit intention. Third, three types of MZ lifestyle were found as insignificant moderators between customer satisfaction and revisit intention, but the social-friendly lifestyle was identified to have a significant moderation effect between customer satisfaction and revisit intention. This finding implies that MZ consumers with a social-friendly lifestyle are more likely to revisit hotels due to customer satisfaction than others. On the other hand, the insignificant moderation effect of the MZ generation's lifestyle implies the unpredictability of the MZ generation's consumption behaviors for hotels because they tend to be sensitive to new trends and pursue diversity. In the conclusion section, this study suggests implications for sustainable development through the concentration of corporate capabilities in developing specialized service products with customized services as the top priority.
